Difficult Conversations: Billing, “No,” and Recovery Language

Scripts for saying no graciously, resolving complaints, and reviewing folios without friction.

When the answer is constrained

Never bare “no.” Structure:

1. Empathy

2. Clear constraint (honest)

3. Options you *can* offer

4. Ownership of next step

Example: “I understand you’d like a 4 p.m. checkout. We’re fully committed this afternoon, so I can’t extend to 4. I can arrange 1 p.m. at no charge and hold luggage with a suite rest area until your car arrives — would that help?”

Billing review

“May I review the folio with you to ensure everything is accurate?”

If error: “You’re right to flag this — I’ll correct it now and confirm the new total.”

Complaint recovery (LEARN language)

Listen fully → Empathize → Apologize specifically → Resolve with choices → Notify/log → Follow up.

Never

• “Calm down”

• “You’re the only one who complained”

• “It’s hotel policy” without options

• Blame another department in front of the guest
